My role initially was to listen to telephone conversation between customers and advisors and to ensure there was no breach of compliance during the calls. I was responsible for reviewing 35-50 calls a day, making sure that agents were following the conversation structure provided by our compliance department. Additionally, I was responsible for assisting in improving the team by coaching agents and helping to reach higher scores on our Q.A. marking system. I used techniques that I researched in my own time to improve and motivate agents.

I dealt with pressures of leading my own team, as well as other agents in the business. I addressed behavioral problems, conflicts and gave personal feedback. Learning how to read people and how to use the appropriate body language and expressions was my biggest accomplishment. Each person is different and it is essential to be able to adapt to the situation to achieve optimal results.
